5-4-2 Discussion at the Conference (2)

Alva: Good morning everyone. I'm glad you could all make it. Right, erm, as we all know, the company has a number of areas of concern at the moment. For example, there are some signs that perhaps things are slipping a little bit--perhaps our morale is being affected by work pressures and this is reflected in increasing staff turnover in various areas. The main thing I want to look at with you this morning is how we may be able to improve one particular area of our service that we are concerned about--that is “check-in”.

Arthur: I suppose getting more staff is out of the question, is it? That would reduce the pressure on both staff and passengers.

Alva: Yes, I'm afraid the Board has made it clear that we cannot recruit more staff. We have to use the staff we have more efficiently.

Larry: In that case, why don't we have another look at some of the check-in procedures and see whether there is anything that we could change? The document check, for example. I know the staff find that very stressful. Couldn't we consider getting rid of the document check? And what about Airport Tax?

Arthur: I'm not sure we can. We tried that a couple of years ago, and it didn't work. What I think we should do is to increase the training for our check-in staff. I mean, focus on one point at a time, such as this month we look at greeting passengers by name, next month we focus on something else. That way, staff can learn to do their job better.

Alva: I see no reasons why we shouldn't do that as well, Arthur. But I like Lorry's idea about rethinking the check-in process and considering how we could make it more efficient. Actually, I'd like to set up a task force to look at the process with a fresh eye.

Larry: I couldn't agree more. Let's face it, right from the very start of aviation, no airline has changed its check-in practice. They still come along with a paper ticket, we take it, give them a boarding card, take their bags, weight them and send them off. Now, has anybody actually looked at all the processes and said, are they still relevant? Is there a different way of doing it?

Alva: Mm. You're absolutely right.

Arthur: I'm sorry, but I'm not sure I quite agree. We have rethought the check-in process several times. The Baggage Process Review Group has done exactly that.

Alva: Mm. But they've looked at it from a different point of view. What I think Larry's talking about is actually asking some more fundamental questions.

Arthur: So, what you're saying is that we should rethink process from scratch? Surely that's a waste of time. We have to work with the processes we've already got.

Alva: I'm afraid I can't go along with that, Arthur. As you said, our surveys suggest that neither passengers nor staff are happy with the processes we have.

Arthur: Well, I see what you mean, but we must be careful not to confuse people. That's all I'm saying.

Alva: I understand that Arthur, but I think we must move forward.
